No one enjoys receiving a complaint.
Whether it comes from a person using your service, a family member or another professional, it’s natural to feel disappointed when someone tells you their expectations haven’t been met. But complaints shouldn’t be viewed as failures. They should be viewed as feedback.
Some of the most successful health and social care organisations are those that don’t simply respond to complaints, they learn from them.
Because every concern raised is an opportunity to improve the quality of care, strengthen relationships and prevent similar issues happening again.
One complaint on its own may highlight an isolated issue. Several complaints about the same topic often reveal something much bigger.
Perhaps communication could be improved. Maybe people are experiencing delays. Perhaps relatives want more regular updates. Or maybe a process simply isn’t working as intended.
Without recording complaints consistently, these themes can easily be missed. That’s why keeping an organised complaints log is so valuable.
When a complaint is received, the focus should never be on finding someone to blame.
Instead, ask:
Creating a culture of openness encourages staff to see complaints as opportunities for learning rather than something to fear. That culture benefits everyone.
A good complaints log is about much more than recording dates and descriptions.
It’s equally important to capture:
Over time, this creates a valuable picture of how your organisation responds to feedback and continuously improves. It also demonstrates good governance and supports ongoing quality assurance.
When complaints are reviewed regularly, patterns often begin to emerge. You may notice recurring themes around:
Recognising these trends allows leaders to take proactive action before concerns become more widespread. Sometimes one small operational change can prevent multiple future complaints.
Complaints shouldn’t remain hidden in a filing cabinet. Without breaching confidentiality, the learning should be shared across the organisation.
Discuss themes during:
When everyone understands the lessons, everyone becomes part of the solution.
To help services record and review concerns consistently, we’ve created a free Daily Round Complaints Log.
The template includes space to record:
It also includes a dedicated Themes Tracker, helping managers identify recurring issues and monitor trends over time.
The sooner information is documented, the more accurate and useful it will be.
Using common themes makes it much easier to identify patterns across multiple complaints.
Don’t wait until the end of the year. Review your complaints log monthly to identify emerging trends early.
If complaints about a particular issue reduce after changes have been introduced, recognise the progress your team has made.
Every complaint should end with one question:
“What will we do differently because of this?”
That’s where real improvement begins.
Receiving a complaint isn’t the measure of a service. How you respond to it is.
The organisations that deliver outstanding care aren’t necessarily the ones with the fewest complaints.
They’re the ones that listen carefully, respond openly, learn continuously and use feedback to become stronger.
